Logged It Three Times? It’s Not You. It’s Your IT Provider.

It’s 4pm. The shared drive is crawling again, someone can’t get into their email, and the ticket you raised on Monday still says “open”. You’ve chased it twice. You’ve had an automated reply, a ticket number and, eventually, a message asking whether you’ve tried restarting.

If you run a business with anywhere from 1 to 50 staff and that sounds familiar, you’re not being unreasonable. “I’ve logged this three times now and had no response” is the most common thing new clients tell us when they first get in touch. So here’s why it happens, what it’s really costing you, and what good IT support should look like instead.

Why tickets go unanswered

It’s rarely because the engineers don’t care. It’s usually because of how the support is set up.

  1. You’re one of hundreds. When a provider looks after a very large number of clients, your ticket joins a queue with everyone else’s. Bigger accounts and louder problems tend to get seen first.
  2. Tickets are closed on a timer, not on an outcome. Many helpdesks are measured on how quickly tickets are closed, not whether the problem actually went away. So tickets get closed, and the issue comes back.
  3. Nobody knows your business. If a different person picks up every time, you spend the first ten minutes of every call explaining who you are, how your systems fit together and what you’ve already tried.
  4. Fixes are paid by the job. On pay-as-you-go support, there’s little reason for anyone to stop the same fault coming back next month.

What it’s really costing you

The IT problem is only part of the cost. The bigger cost is what happens around it:

  • Staff lose time on workarounds, or sit waiting for a fix.
  • You, or your “accidental IT person”, end up chasing the provider instead of doing your actual job.
  • Deadlines slip, and clients notice.
  • People stop reporting problems because “there’s no point”. That’s when small issues, including security ones, become big ones.

Most business owners we speak to describe the same feeling: exhausted, stressed and worried that their technology is holding the business back rather than helping it grow.

What good IT support should look like

Good support isn’t complicated. It comes down to a handful of promises, kept every time. These are the ones we work to at Prime Potential:

  • A reply within the hour. A real person, not just an automated ticket number.
  • Tickets closed only when you say you’re happy. Not when a timer says so.
  • A named contact who knows your business. Someone who understands how you work, so you never have to start from scratch.
  • One fixed monthly price. No surprise invoices, and clear pricing from day one.
  • No lock-in. Rolling 12-month terms, with 30 days’ notice before any renewal.

A quick self-check

Answer these five questions honestly about your current IT support:

  1. Do you know how long your provider will take to reply, and do they stick to it?
  2. Has a problem been marked “resolved” this year that wasn’t really fixed?
  3. Could you name the person who looks after your IT?
  4. Do you know what your IT will cost next month?
  5. Do you know when your contract renews, and what happens if you want to leave?

If you answered “no” to two or more, it’s worth a conversation. Your business has probably outgrown the support you’re getting.

Switching is less work than you think

The biggest reason people stay with support they’re unhappy with is the thought of switching. It feels like a big job, and nobody has the time. That’s why we do the work for you:

  1. Week 1: we take the handover from your current provider, including passwords, licences and documentation.
  2. Week 2: we set up monitoring, security and access, and get to know your team.
  3. Weeks 3–4: we go live, and check in with you to make sure everything is working the way it should.

Your part is one conversation and one signature.
